Zoho Desk
Key Info:
Details
Tickets, views and ownership
Zoho Desk converts requests from supported channels into tickets with status, priority, assignment and customer context. Agents can use custom views and Work Modes to organise the queue by due time, priority or other criteria. Quick Ticket View supports selected actions without opening every record. Custom fields and layouts allow different teams or services to capture the information they need.
Automation and guided process
Round-robin and criteria-based rules distribute work, while notifications and escalations can respond to ticket events or deadlines. Blueprint can define a controlled sequence of states and actions for processes that should not depend on individual memory. Tags, private comments, team feeds and related collaboration features help agents involve colleagues while preserving the customer conversation.
Self-service and operational insight
The help centre can include knowledge articles, customer portals and community functions. Zoho also documents Zia features for assistance, classification, suggestions and anomaly detection. Reports and dashboards track channel volume, customer satisfaction, response and resolution times and agent performance. API, SDK, marketplace and custom-function options support integration, but custom automation requires testing and change ownership.
Who should evaluate it
Zoho Desk is relevant to organisations that need a configurable multichannel help desk, particularly those already using Zoho CRM or other Zoho applications. It can support smaller service teams and more structured multi-department operations. Buyers should separate the value of an integrated suite from the work required to govern cross-application data and permissions.
Evaluation notes
Create a representative layout, two queue views, a routing rule and one Blueprint process. Submit requests through the channels that matter, then test a late ticket, a reassignment and a private cross-team discussion. Build a small help centre and confirm permissions. Review mobile access, CRM context, API quotas, marketplace extensions, data migration, regional hosting, audit history and edition-specific Zia, telephony and reporting capabilities. Record the administrative effort required to keep views and rules understandable. Include one failed integration and one permission change in the trial so administrators can observe error handling, audit records and recovery rather than judging only the ideal path.
